Over 10 years ago, I deployed an Avaya IP Office Contact Center for an enterprise customer. This was before "AI" became the industry's favorite buzzword. We integrated Workforce Optimization and Workforce Management. The platform analyzed keywords, flagged conversations, notified supervisors. It helped them staff their call center properly. It made decisions based on data, automated workflows, and improved operations.

That was 2014.

Fast forward to 2026, and vendors are slapping "AI-powered" labels on features that do less than what we had a decade ago. Basic call transcription gets marketed as revolutionary intelligence. Note-taking tools masquerade as automation. The industry is drowning in AI marketing, and most of it is fluff.

I've spent years deploying UCaaS and CCaaS platforms. I know what real capability looks like, and I know what marketing BS smells like. The difference is simple: Can it complete a workflow? Does it DO something new?

If your AI feature just moderately enhances an existing capability, you're not selling innovation. You're selling lipstick on a pig.

The Test: Can It Actually Do Work?

Here's the framework I use when evaluating any platform's "AI capabilities":

Does it complete workflows, or does it just document them?

A note-taker records what happened. Useful? Sure. Revolutionary? No. We've had call recording and transcription for years. Dressing it up with sentiment analysis and auto-generated summaries doesn't make it fundamentally new.

Real AI capability does work that previously required human intervention. It makes decisions. It updates systems. It triggers actions. It completes tasks end-to-end.

When a vendor pitches me their AI features, I ask: "What can this do that I couldn't do five years ago?" If the answer is "it summarizes calls faster," we're not having a serious conversation.

Where CCaaS Gets It Right

The contact center world has strong foundations. Companies like Talkdesk, Genesys, and Five9 were already providing workforce management and optimization before AI became fashionable. They had the infrastructure in place: data pipelines, workflow engines, integration frameworks.

Their AI features amplify existing capabilities. They make data-driven decisions more accessible. They surface insights faster. They help supervisors identify coaching opportunities in real time instead of reviewing calls days later.

This works because these platforms had real workflow engines underneath. The AI layer adds intelligence to systems that were already doing things, not just capturing what happened.

The contact center platforms that succeed with AI share a common trait: they treat AI as an enhancement to proven workflows, not a replacement for missing functionality.

Where UCaaS Falls Short

The UCaaS side of the industry is messier. AI receptionists are the hot new feature, and most implementations are embarrassing.

A glorified receptionist who knows nothing about your business is marketing fluff. It answers calls, routes them based on rigid logic, maybe captures a voicemail. That's an IVR with better speech recognition. We've had those since the 1990s.

Where AI receptionists become valuable: integration with your actual business systems. Can it schedule meetings in your calendar? Update contacts in your CRM? Create leads with proper context?

But most UCaaS AI features still stop at analysis. Call transcription, sentiment scoring, meeting summaries. All useful. None of them complete workflows. The pattern is consistent across the industry: lots of watching, minimal doing.

The real differentiator on the UCaaS side is depth of integration. An AI receptionist that connects to your CRM, schedules meetings, inserts notes, updates contacts, and creates follow-up tasks is doing work. One that just routes calls and takes messages is a 1990s IVR wearing a new hat.

The Biggest Mistake: "Just Drop It In"

Prospects assume AI will cure all their problems. They think their data is clean enough to be useful (it's not). They believe they'll drop an agent into their call flow and everything will improve automatically.

This is fantasy.

Your AI agent is like a new hire. Would you put a new employee on the phones day one with zero training? No knowledge of your products? No understanding of your processes? No documentation to reference? That's what most companies do with AI. Then they're shocked when it underperforms.

Agents need knowledge bases. They need documented processes. They need to understand how YOUR business operates. If you haven't codified your institutional knowledge, your AI can't access it. If your team handles exceptions with undocumented judgment calls, your AI will fail at exactly those moments.

I tell every customer the same thing: treat your AI like onboarding a new employee. Build the training materials. Document the edge cases. Test it thoroughly before going live. Monitor performance closely in the first weeks.

The platforms that succeed make this easy. They provide tools to build knowledge bases. They offer testing environments. They give you analytics to identify where the AI is struggling.

The platforms that fail assume their out-of-the-box models will magically understand your business context.

When It Goes Rogue

I had a customer mistrain their AI agent. They configured it poorly, didn't test edge cases, pushed it live too fast.

The agent hallucinated. Told customers in their serviceable area that they couldn't be helped. Invented reasons why the company couldn't fulfill requests that were perfectly valid. Created false explanations for limitations that didn't exist.

Customers who'd been with this provider for years started leaving. Real business damage from bad configuration.

This is the risk nobody talks about in the marketing materials. AI doesn't fail gracefully. When it's wrong, it's confidently wrong. It doesn't say "I'm not sure." It invents answers that sound plausible but are completely false.

You need guardrails. Human oversight on critical decisions. Clear escalation paths. The ability to review what your AI is telling customers and correct it quickly.

Without those safeguards, you're gambling with your customer relationships.

The TAYA Checklist: Evaluating AI in Any Platform

Before you believe the AI hype from any vendor, run through this checklist:

  1. Does it complete workflows or just summarize them?
    If the AI only generates reports, summaries, or transcripts, it's documentation, not automation. Real capability means updating systems, triggering actions, making decisions.

  2. Does it integrate with your actual business tools?
    Look for deep integration, not just API connections. Can it schedule in your calendar? Update CRM records with proper context? Create tasks in your project management system? Shallow integration is a red flag.

  3. Can you train it on YOUR processes?
    One-size-fits-all AI doesn't fit anyone well. You need the ability to build custom knowledge bases, document your specific workflows, and teach the AI your business context. If the vendor says "it learns automatically," press them on specifics.

  4. What happens when it's wrong?
    Ask about error handling, human oversight, and rollback capabilities. How do you review what the AI is doing? How do you correct it when it fails? How do you prevent the same mistake twice?

  5. What infrastructure does the AI build on?
    AI layered on top of strong workflow engines is promising. AI trying to compensate for missing functionality is doomed. If the platform didn't have good automation before adding AI, the AI won't fix fundamental architectural problems.

  6. What's the deployment process?
    Vendors that treat AI as "plug and play" are lying. Good implementations require configuration, testing, and iteration. If the sales pitch makes it sound effortless, the reality will disappoint you.

  7. Where's the proof?
    Demand specific customer examples with measurable outcomes. "Improved efficiency" is vague. "Reduced call abandonment from 15% to 2%" is concrete. If they can't provide real numbers from real customers, they're selling promises, not products.

The Bottom Line

The communications industry has real AI capability available right now. Platforms like Talkdesk, Genesys, and Five9 are using AI to make contact center operations measurably better. Even some UCaaS providers, like RingCentral's AI Receptionist, are delivering actual automation instead of just analysis.

But you have to look past the marketing. Most "AI-powered" features are rebranded versions of tools we've had for years. Transcription isn't new. Sentiment analysis isn't new. Call routing isn't new. Adding the AI label doesn't make them revolutionary.

The differentiator is simple: does it do work, or does it just watch you work?

If you're evaluating platforms, apply the test ruthlessly. Demand demonstrations of completed workflows, not impressive dashboards. Ask about the depth of integrations, not just the number of connectors. Insist on customer proof with real metrics.

And when you deploy AI, treat it like hiring a new employee. Build the knowledge base. Document the processes. Test thoroughly. Monitor closely. The platforms are getting better, but they're not magic. They're tools that amplify your existing operations when configured properly, and create expensive disasters when deployed carelessly.

We had sophisticated automation 10 years ago without calling it AI. The question isn't whether your platform has AI features. The question is whether those features actually do something valuable.

Most don't. A few do. Know the difference.
